Intercom Opens the Black Box on AI Agent Performance
Intercom has launched Monitors in Fin, a new observability suite designed to give support teams visibility and control over AI agent behavior at scale. The announcement comes as Fin processes 2 million customer queries weekly, a volume that demands both automation and oversight.
CPO Paul Adams demonstrated the feature in a LinkedIn video, positioning Monitors as a solution to what he called the central challenge of AI agents: understanding what happens behind the scenes. The tool is part of what Intercom calls the "Fin Flywheel," a framework for continuously improving agent performance through measurement and iteration.
Monitors allows teams to set rules and thresholds for agent conversations, triggering alerts when specific conditions are met. Teams can track metrics like resolution rates, handoff frequencies, and response quality across different conversation types. When an agent conversation deviates from expected patterns, support leaders receive notifications and can review the interaction in detail.
This builds on Intercom's recent focus on AI governance. The company previously launched quality controls for Fin conversations, and more recently introduced Fin for Sales, extending the agent beyond support into revenue-generating roles. As AI agents handle increasingly complex workflows, observability becomes critical infrastructure.
The launch reflects a broader shift in enterprise AI deployment. Early adopters experimented with autonomous agents; the next phase centers on trust and control. Companies scaling AI need granular visibility into agent decisions, particularly when those agents interact directly with customers. Monitors positions Intercom as addressing that need directly, rather than forcing teams to build observability tooling themselves.
Intercom product manager Liz Moy walked through the interface in the announcement video, showing how teams can create custom monitors for different business scenarios. A support leader might set a monitor to flag conversations where Fin hands off to a human agent after multiple failed resolution attempts, or track cases where the agent references outdated documentation.
The 2 million weekly queries Intercom cited represent significant automation at scale. For context, one Intercom customer, Solidcore, reported saving 12,000 hours annually using Fin for support. That efficiency only works if teams can trust agent outputs and catch edge cases before they become patterns.
Intercom has also been lowering barriers to Fin deployment. The company recently released a CLI tool for Claude Code that allows developers to configure Fin in minutes rather than hours. Monitors fits into that strategy by making ongoing management less manual once agents are live.
The observability suite is available now to Fin customers. Intercom has not disclosed pricing details for Monitors specifically, though it appears to be included as part of the Fin platform rather than sold separately. Teams interested in the feature can access it through their existing Fin admin console.
As AI agents move from experimental to production-critical, tools like Monitors may become table stakes rather than differentiators. The question for Intercom is whether this level of observability is sufficient as agent complexity grows, or whether teams will eventually need even deeper instrumentation into agent reasoning and decision-making processes.
