AppFolio Scales Real Estate Support with Intercom Fin Resolving 65% of Cases

Property Management at Scale

AppFolio, which supports more than 20,000 property management companies, has moved from a fully human support model to one where Intercom's AI agent Fin now handles the majority of frontline customer conversations. According to Guneet Singh, Vice President of Customer Experience & Care at AppFolio, customer service is "the heartbeat of why customers are actually buying the software itself."

The company faces unique challenges in the real estate sector: millions of residents, time-sensitive requests, and customers who depend on fast, accurate answers. Fin is now involved in 60 to 70 percent of support conversations and resolves 60 to 65 percent of them end-to-end, without human intervention.

AppFolio reports a customer experience score of 93 and faster resolution times. The shift has also changed the structure of the support organization itself, with team members evolving from traditional support agents into AI supervisors and leaders who manage and optimize the AI's performance.

From Human-Only to AI-First

The transition required careful planning. AppFolio started by identifying repetitive, high-volume questions that Fin could handle reliably. Singh emphasized that the goal was not to replace human expertise but to amplify it, allowing support staff to focus on complex cases that require judgment and empathy.

Intercom's approach to AI agent deployment emphasizes quality and consistency. Fin 3 recently reached a 67 percent average resolution rate across Intercom's customer base, with some companies achieving deflection rates above 70 percent. AppFolio's results align with these benchmarks, suggesting that Fin performs particularly well in scenarios with clear documentation and structured knowledge bases.

The real estate industry presents specific challenges for AI support. Property management involves legal requirements, tenant relations, maintenance coordination, and financial transactions. Questions can range from simple account access issues to complex compliance matters. AppFolio's success suggests that Fin can handle this complexity when properly trained on domain-specific content.

Support Teams Evolve

The shift to AI-driven support has implications for workforce structure. AppFolio's support team members are no longer just answering tickets; they are training and supervising AI agents, analyzing conversation quality, and identifying gaps in the knowledge base. This mirrors trends across other industries where AI changes job roles rather than simply eliminating them.

Intercom has been building tools to support this transition. The company introduced Fin Flywheel, a continuous improvement system that helps teams train AI agents more effectively. Organizations like IG Group have used similar approaches to achieve 70 percent deflection rates in financial services.

Singh's comments about AI amplifying human capability reflect a broader industry perspective. As AI agents handle routine inquiries, human support staff can focus on relationship-building, product feedback, and complex problem-solving. This division of labor can improve both efficiency and job satisfaction.

The case study arrives as Intercom continues expanding Fin's capabilities. The company recently opened its vertical customer service models to competitors and launched Fin for Salesforce, reducing integration timelines from months to days.

For companies evaluating AI support tools, AppFolio's results provide a reference point. A 93 customer experience score while resolving two-thirds of cases with AI suggests that quality does not necessarily decline as automation increases. The key appears to be careful implementation, robust training data, and ongoing human oversight.
