The update, announced on LinkedIn June 30, draws a direct parallel to standard operating procedures in human workforces: just as employees follow step-by-step instructions for routine tasks, Procedures now give agents a structured set of actions to take when triggered by customer requests.
Each Procedure contains instructions that load only when a specific scenario is detected. For example, when a customer asks "May I have a refund?", the agent can follow a sequence like asking for the order ID, checking eligibility against company policy, and issuing the refund if approved. This conditional loading keeps agents focused and prevents them from surfacing irrelevant context during unrelated conversations.
